- Measured, not judged
- Time to first response. Time to the first response from an actual human rather than an automated one. Time to a phone call. Attempts in the first hour, day, three days and week. Attempts after the customer went quiet. Channels used. Days before they gave up. Timed against your real business hours, not raw clock time.
- Quality, graded A to F
- Did they personalize it, did they answer the question asked, did they qualify, did they ask for the appointment, how did they handle price, how did they handle credit, and did it sound like a person.
Every single grade quotes the exact message it came from. A manager will argue with a score. He cannot argue with his own text message on the screen.

Time to first human response. Automated replies are detected and separated out — by phrasing, by impossible speed, and by mail headers.
